SLAs (Service Level Agreements) provide essential insight into whether operational targets are being met. They create consistency, establish expectations, and support accountability across service environments.
However, they do not always reveal how users experience the service. A ticket can be resolved within the agreed timeframe while the user remains frustrated, loses productive time, or receives an outcome that does not fully address their need.

XLAs (Experience Level Agreements) help organisations understand the human impact behind the operational data. They introduce measures such as effort, confidence, productivity, and satisfaction into the service management conversation.

The most mature organisations are not choosing between SLAs and XLAs. They are using both to create a more complete view of service success.
